From one client per concierge to fifteen.

A national education and care provider serving Fortune 500 employers, scaled with a human in the loop by design.

THE SITUATION
They had a care experience customers genuinely loved. One concierge did the searching, the vetting, the booking, all by hand. A human in the loop everywhere, by default.

Then came the mandate to reach millions of lives. And here is the trap, the thing that made the care experience special is the thing that does not scale. That ceiling is structural, it is not a staffing problem. Automating everything looked like the answer and the threat at the same time, because employees were routinely surprised to find they were talking to a real person and not a chatbot. The humanness was the product.

So the question was never whether to keep a human in the loop. It was where.

A human in the loop is not a setting you leave on. It is a decision you make moment by moment.

White-glove does not spread evenly across a journey, it concentrates. We mapped six moments and asked one question of all six: which one does the feeling actually live in. Moment four kept the human. The other five became machine work.

WHERE IT IS NOW

15x the Leverage

Napkin to a tested service model in six weeks. Now running as a revenue enabler inside the client, on a unified view across channels, data that learns about each family, and a human in the loop at the one moment that carries the value.

THE EVIDENCE

Find the moment

Every function that owned or supported the experience, in one room. Six moments blueprinted, to find where the human earns its keep.

Decide, on the record

Dozens of candidates. The field voted, three won, and all three were built around the concierge.

Prove the loop holds

Thirty screens tested with the practitioners themselves. The human stays in, where it matters.

WHAT WE DID

  • A service blueprint that separates what stays human from what becomes machine work, frontstage and backstage, with what to measure ateach moment.

  • Thirty screens, built and tested with the people who deliver the service.

  • A playbook to scale the product experience, and a proven model handed over, not a recommendation deck.

Find the moment worth protecting. Automate everything else.

Building is cheap. Knowing where the human belongs is not.
